Here are a few observations of the differences between customer-focused companies versus operations-focused companies: Empowerment: A customer-focused company empowers employees to make decisions that are for the benefit of the customer. They have guidelines versus rules and take the approach that if it isn't illegal, immoral, won't cost the company money (although sometimes that's still okay), and won't harm the company's reputation, then consider doing it to take care of the customer. The operations-focused company requires a manager's approval for anything that is outside of their policies or typical way of doing business. Hiring: A customer-focused company hires people who fit the culture, which means they have the personalities and core-values that align with the company's vision and mission. Certain jobs may require skill, but skill alone won't get the applicant hired. An operations-focused company will hire for skill, filling a position with technical strengths. The applicant's personality may or may not fit with the corporate culture. Training: A customer-focused company spends time and money training for soft skills such as relationship building and customer service. The company recognizes that it takes both, technical and soft skills, to break away from being average. The operations-focused company spends most of their training dollars and time on technical skills and product knowledge. Leadership: The leaders of a customer-focused company set the vision and mission of the culture, and then they lead by example. The leaders of an operations-focused company sets the vision and mission of the culture, but sometimes will have the "Do as I say, not as I do" approach. Sometimes their behavior is incongruent with what they want to achieve, often leaving the employees confused and less than motivated. People First: The customer-focused company knows the importance of putting people first -- specifically employees. They develop a culture of happy, engaged and fulfilled employees that deliver a better customer experience. Customers like this and continue to come back. An operations-focused company develops a culture focused on systems, procedures and the bottom line. While this is important to any company's success, they miss the culture part of the equation. Customer Service: The customer-focused company looks at customer service as a philosophy to be embraced by every employee of the company, recognizing that there are both external and internal customers. The operations-focused company sees customer service as a department. As I travel the world and work with clients from all types of industries, they all recognize the importance of customer service and the role it plays in marketing, sales, growth and revenue. I continue to push my philosophy: Customer service is not a department. It’s a philosophy to be embraced by every member of an organization, from the CEO to the most recently hired. When asked how to go about that, the conversation always shifts to creating a culture that is customer focused. That means every decision that is made has the customer in mind. In addition, everyone in the organization understands the role they play in the overarching customer service strategy as well as the entire customer experience (CX). The best companies create policies and procedures that are customer focused. They train their people – all of their people, not just the front line – to the culture. Many times there is a playbook that clearly explains how to handle certain situations, issues, problems and complaints. This is essential to the training. Yet, it is from this point I want to go a higher level. Culture is about philosophy, not policy. We learn a lot in training. Even our onsite trainers and online courses teach the “how to” in many situations. But in the end, it’s not always about what we’ve been taught. It’s not about the specific techniques we learn in a role play. No, it’s about simply doing the right thing. Some might think this hard to teach, yet I’ll argue that it may not be as hard as one might think. Here are the steps: 1. You have to have the right people to begin with. Two parts to this. First, the leadership team must create the culture. Second, you must hire people with the mindset that is in alignment with your customer focused culture. 2. Everyone must understand the basics. Before you can empower people to do the right thing, they have a base of knowledge to work from. Therefore, everyone must go through basic customer service training that is tied to their specific roles in the company. 3. Let people do the right thing on their own. You want employees to make their own decisions. Train them in the basics and include guidelines and suggestions. Share stories of how the philosophy of customer service trumps a policy. Prove that the employees don’t have to seek out a manager for approval every time they are making a customer focused decision. 4. When employees do the right thing or go too far, both are teachable moments. Take advantage and give feedback to individual employees, and use these examples to teach others. 5. Consistently praise good decisions. This ties into the feedback just mentioned. Consistently praising good decisions removes employees’ self-imposed boundaries of what they think they can and cannot do. 6. Stay in alignment. Sustaining a customer focused culture is not easy. You can’t announce it and expect it to take hold. You can’t train everyone once and expect everything to change on a dime. Various groups within an organization will be trained more often than others, but everyone needs to be reminded on a regular basis. While this may be an oversimplification of a process to push philosophy over policy, it makes sense. And while I believe that philosophy trumps policy, there are still boundaries, which is why it’s important to hire the right people and train them to the philosophy. And once you’re there, you and your customers will reap the benefit of an organization that roots themselves in a customer focused philosophy. They are taught the right answers to some difficult questions. This is what customer service training is all about. But… What happens when something happens that is outside of the parameters of the training your employees have received? While good customer service training teaches the how-to’s, great customer service training goes into the mindset – and, that’s more than having a great attitude with lots of smiles and a warm personality. That’s important, but a customer-focused mindset goes beyond that. A customer-focus mindset encompasses all the how-to training, the positive attitude and (here is where the mindset comes in) an understanding of the reason behind a relentless effort to deliver an amazing customer experience. The concepts of the mindset can be considered intangible. They can be about an inner drive and an ambitious effort to take care of the customer. Sometimes they can be intuitive. So, with that in mind, here are five concepts that will help create the customer-focused mindset: 1. The desire to take care of people – Not every employee has that mindset coming in. Even after basic customer service training, they may still not get it. Sure, they may understand the techniques to deliver service, but don’t get the essence. A customer-focused mindset includes the desire to serve. 2. Being in the moment – This is realizing when you are delivering a positive service experience. There are certain parts of delivering service that are natural and automatic, however people must be conscious of what they are doing and always looking for ways to make it better. 3. Know where the line in the sand is – An environment that fosters a customer focus mindset empowers people to do what is necessary to take care of the customer – without crossing the line. The boundaries are typically further out than most people think. Teach them, by example and story, how far your employees can go to take care of their customers – both internal and external customers. 4. Always learning – The best of the best are continuous learners – and not just about their own products and services. They learn about competitors, what’s the latest and greatest in the industry, and general knowledge about many things. They are interesting people to talk with and understand how to talk to customers the right way. 5. Recognizing the Awesome Responsibility – At any given time, one employee – the one who your customer is interacting with – has the responsibility to deliver an experience that is in alignment with your vision. This direct communication can be done face to face, sms, mailing, email, telephone, and other channels that allow the business to communicate with potential customers individually. Its history goes back to 1872 when Mr. Aaron Montgomery Ward, a Chicago based business man that made a fortune by selling products to rural customers through mail ordering. The big advantage of direct marketing is that it can be personalized and its results can be measured. In order to create successful direct and personalized marketing campaigns you need to have, create, or buy a good potential customers database. The better and more detailed information about your potential customers your database has, the better results you will achieve in your direct marketing campaign. Ex: If your campaign is to attract runners to participate in the race you are organizing, and if you will have a full marathon, half marathon, and 10 kilometer races possibilities for the participants, it was great if your customers database had data on which ones of the potential customers usually participates in a full marathon, which usually goes for the half, and what prefer a not so longer race and opt by the 10 kilometer option. This way you could segment your direct marketing campaign into three different campaigns: one targeting the 10 kilometer, other the half marathon, and the last one targeting the people that most probably will opt for the full marathon. So after you have contacted your potential customers, the next thing you need to do it is to measure its response rate. The response rate is the percentage of people who actually took action and followed your suggestion to buy, participate, visit, or whatever was your main goal for creating the direct marketing campaign. At the previous run race example if you have contacted 1,000 people to participate on the marathon race and 100 of them actually registered, you would get a 10% response rate. If your brand is not strong yet, direct marketing is a great way to get results/ sales. As you contact the potential customers directly you have the opportunity to explain them your unique selling proposition and why they should choose your products. This will not happen if you use other marketing channels, as you will not have the opportunity to go into detail about your product strengths, and because you may face similar products with a well know brand next to your ads.

But what exactly is a marketing funnel, and more importantly, how can you harness the power of this incredible tool in your business to generate more leads and sales? So What exactly Is A Marketing Funnel? Well, A marketing funnel sometimes called a sales funnel, conversion funnel, or just plain old funnel, is a system that allows you to track the customer journey from having no idea who you are right through to becoming a lifelong loyal customer, and every step in-between. # The Elevation Marketing Process My suggestion is to use something along the lines of The Elevation Marketing Process which goes: Traffic – Conversion – Ascension – Elevation 1. Traffic Step 1 is to identify where your prospective customers (let’s call them leads) are coming from. Are they finding you through social media, a search engine, or a paid ad you’re running. Once you’ve identified your traffic sources you can start to compare and pit them against one another. And may the strongest traffic source win! As a side note, these leads who have never heard about you or your business before are called “cold” 2. Conversion Once your lead has arrived at your website, store front, or landing page, the next step is to get them to make a micro-commitment and take some form of action. If you’re selling a low priced item (like a pack of gum) than that action could be a sale. If you’re selling a higher priced item (like a car) than that micro-commitment could be a smaller action (like going for a test drive). The point here is that you want to encourage them to take the next logical step in the relationship, whether it’s exchanging their contact information like their name, email, or phone number, or even agreeing to a follow up meeting. At this stage your lead is now “warm” 3. Ascension Alright, at this point in the funnel you’re going to be working with fewer leads than you started with. But that’s ok! Because those that are still with you are a higher quality lead, and are more interested in what you have to offer. They’ve also taken some form of action or micro-commitment and are a lot more open to what you have to offer next. It’s at this stage that you want to begin the follow-up process and really bring the value. Continue to nurture your leads by providing more valuable and helpful information but at the same time, don’t be afraid to ask for the sale. If you’ve done a good job at guiding them along their journey up until this point the next logical step should be your core offer, product, or service. When your “warm” lead buys and exchanges their money for your product or service they become “hot”. 4. Elevation It’s now time to really bring on the value and elevate your relationship with your customers. Following up with your recent buyers is one of the fastest ways to solidify your position as a business that truly cares. Buyers remorse is very real, and is alive and well across all markets and industries, so the first 24-48 hours after making a purchase is a critical time to calm any anxieties and affirm your new customers decision to do business with your company. It’s also unexpected.
